Morning. There's a point where your customers stop talking to you and start talking to each other.
Brand Management.
Brand Community
You have an audience if your customers all face you, and a community if they face each other. So: if two of your customers were seated next to each other at a dinner with no idea they had you in common, how long would it take them to find out — and would either of them care enough to mention it?
In 2001 Albert Muniz Jr. and Thomas O'Guinn published a paper in the Journal of Consumer Research called simply Brand Community. They'd spent time with owners of Ford Broncos, Saabs and Macintoshes, in a neighbourhood and online, and argued that these groups were real communities — just ones organised around a commercial object and unbound from geography. What makes the paper useful to an operator is that it hands you a test. A brand community shows three markers. Consciousness of kind: members feel a connection to one another and hold a clear sense of who isn't one of them, often sharpened against a rival brand. Rituals and traditions: greetings, stories, anniversaries, the founding history retold to newcomers. Moral responsibility: a felt duty to help other owners and keep the group intact, which looks like strangers answering each other's questions at two in the morning for nothing. The consequence managers underrate is the third party in the room. What you manage stops being a customer and a brand and becomes customer, customer, brand — and once members are talking to each other, they'll police your decisions on their own authority. They decide who counts as a real owner. They decide whether you're still being faithful to your own brand.
